Case Study:
A leading showroom dealing in refurbished cars used to put on display, dre M4ruti 800,
Maruti Omni, Santro and many other cars. Both the automatic and rhanual brands of
cars were available for display. The automatic models of cars were bought by usually
the software engineers and the businessman. The refurbishe_d cArs were usually bought
by the first time car buyers. It was observed that the consumers came to buy the cars,
they would usually come with their family, which would include father, mother, wife
and children and sometimes even friends and relatives. It was noticed that most of them
were interested in purchasing vehicles through finaffi*, Most of the sales would usually
take 3-4 weeks to close.
The sales were observed to be the highest during #XrA* end and festival seasoll. There was a
great influence of the housewives and the chilffi{in buying these cars as they were the ones
wlro would eqioy the ride along with their faths fhusband.
Since the showroom is interested in sales to rnaterializn, rather than pushing any brand the
salesmen are directed to satis$r the custo?rrcrs or the frmily queries. This should be their frst
consideration.

Powermat Inc. has encountered difficulty over the last few years in filling its middle
management positions. The company, which manufactures and sells complex machinery is
organued into six semi-autonomous manufacturing departments. Top management believes
that it is necessary for these departmental managers to know the product lines and the
manufacturing process because many managerial decisions must be made at that level.
Therefore the company originally recruited employees from within. However, they soon
found that employees elevated to the middle-management level often lack the skills
necessary to discharge their new duties
A decision then was made to recruit from outside, particularly from educational
institutes with good industrial management programmes. Through the services of a
professional recruiter the company was provided with a pool of well qualified management
graduates. Some of them were hired and placed in lower management positions as
preparation for advancement to the middle management jobs. They all left the company
hoWever within two years of their recruitment.
Management reverted to its former policy of promoting employees from within and
experienced basically the same results as before. Faced with the imminent retirernent of
employees in several key middle management positions, the company decided to call in a
consultant who could suggest solutions.

AIR INDIA
The news headlines on 7th May, announced a strike by Air India Pilots. In thepast 5 years, Air
India passengers faced major flight delays and disruptions to their flight schedules due to strikes
over pay and promotion, loss making routes, and expensive plane purchases. Technically this
wasn't even a strike. Pilots had reported sick and were 'absent' from work.
Mrs. Divya had booked for 17th May from Hyderabad to Chicago (Via Delhr). She was travelling
alone with 15 month old baby. She had booked the tickets 7 6no,f.lths in advance to avoid paying a
higher fare at the last minute. She called the airline oa lff# May to reassure herself of the
departure timings for the next day. She was shocked to hear that the domestic flight from
Hyderabad to Delhi was cancelled due to shortage of pilots. The airline did not even bother to
notiff her. Air India reassured her that at least the fligtt from Delhi to Chicago was on schedule
"as of now". Divya started to panic and booked a flight to Delhi on another airline. hoping to
atleast make her Delhi-Chicago connectiorp* d
On arrival at Delhi, she saw hundreds'ofstranded passengers mobbing the Air India Counters.
Not a single seat in the waiting area was available. After talking to a waiting passenger, Divya
realized that he was waiting at pg"airport for the past 2 days after his first flight had been
cancelled. No alternative arrangpfuents had been made by the airlines. Other passengers fought
to get their checked-in luggage back. The passengers were complaining about the lack of
information
",i,*F
Divya, on enquiring hhnt her own flight, was informed that it was cancelled. She spoke Calmly
to the staff and asked to be accommodated on another Air India or Paftner airline flight. The
employee seefnbd*unapologetic and unconcemed and simply stated, "There are no seats
available... as of now. I don't know how long You'll have to wait. If you want a refund, you can
claim it back in Hyderabad." Divya pleaded for a temporary accommodation for herself and her
baby{s employee signed and handed her over a sandwich and coffee voucher instead, saying,
thath hll he could do... as of now.
Divya, lost her temper like the other passengers and joined the mob of shouting passengers. The
Air India emptoyees responded, "what can I do? How am I responsible? It's the pilots who are
striking and we're left to deal with this bloody mess. I've been working for the past 16 hours
straight".
Questions:
a. What exactly went wrong? Why did it go wrong? Who was responsible? t05 Marks)
b. Could this situation have been avoided? If not, could it have been mitigated? (and if so,
(05 Marks)how?)
c. Discuss the services marketing triangle in the case of Air India? Justify. (05 Marks)

Mr. Valson, office manager (OM), KSW Trading company was wondering as to what could be
done to restore the punctuality of the staff in his office. A majority of the staff members were
taking time off from the work, on a number of occasions, during the day, which resulted in work
remaining incomplete and in the payment of overtime wages for its completion. Initially the OM
persuades and warns the staff to be punctual. None of this worked well. Failing in these
methods he resorted to punishment of the erring member of the staff. This led to some
improvement but not to the expected levels. He also felt that prolonged use of this method, lead
to more serious trouble. He therefore thought of ana[y,zng and identifying the root cause of the
problem. His own probe revealed that the unauthorized time off was used mainly for personal
work like shopping, meeting friends., coffee/tea biads etc., when caught, the general explanation
given by the staff member was that he had gone out for a cup of TeaiCoffee. The OM noticed
that no canteen facilities were available nearby, so he set up automatic coffee/tea vending
machine. But the move did not succeed as the staff complained that Coffee/Tea was not up to the
standard. The staff members protested and refused to use the machine.
Days passed by, One day it oceurred to the OM that the muster ro11 of the branch did not have
any provision of marking the period of the absence during the break. To overcome this he
decided to install a time clock with in and out 'for attendance. The staff was advised to use these
cards for marking their arrival and departure and the absence periods. The idea was brought to
the notice of the labour union. There was resistance initially. The OM convinced the staff
regarding the usago. During this period, the services of five staff members were terminated for
dishonesty and fraud. The OM paid surprise visits late night and found many disturbing
happenings. "
The OM$ bfforts in introducing discipline among the staff did not find acceptability by the
unions. At this stage, the Regional manager, who is aware of the latest development in the office
did not approve the OMs decision. RM suggested OM to get the whole scheme approved from
the top management. The meeting of OM with MD/CEO did not find favor either. The OMs
effort to convince the management was in vain. Even othet rnanagers, when contacted
individually, also did not favour the idea.

a) Analyse the root cause for staff indiscipline
b) Identi$z the problems of loss of control over staff

Break through in funds transfer :
In may 2l04,the curtain was finally lifted on the much discursed real time gross settlement
(RTGS) system, which many analysts considered, would revolutionize funds transfer in the
Indian banking sector.
RTGS is an electronic funds transfer system designed to allow the redl iime settlement of
inter bank payments in a fully secure environment.
It enables companies to transfer outstanding funds between banks in real time, thus allowing
them to settle payments instantaneously and manage their working capital better. It is also
expected to save significant amounts of money in interest payments on floating funds lying in
banks.
The first RTGS transaction took place when standard.chartered Bank(SCB) executed a deal
for Hindustan Lever Ltd., (HLL) with state bank of India(SBI) being the receiving bank. The
amount transferred to SBI was Rs. 100 million. Several commercial banks in India had been
involved in the phased implementation of RTGQ pfeeveral preceding months.
Some of the early adopters of RTGS were standard chartered Bank(SCB), state Bank of
India(SBI), housing development finance corporation (HDFC) and Saraswat Bank. Industrial
Bank was also close to implementing the system.
Commenting on the implementatidh 6f RTGS, a senior official at the reserve bank of India
(RBI) said, "We have achieved a vbry significant landmark in migrating high value funds
transfer from paper - based system to electronic based paper system'.
RTGS was the latest in theline of payment delivery systems that have been implemented in
the Indian banking sector since the 1990s.
Some of the systerms''iihplemented earlier included the electronic clearing service(l995),
electronic funds transfer (EFT) facility (1997) and special electronic funds transfer system
(2003). Changes in the Indian banking sector in the late 1990s and early 2000s, are expected to
create high value for customers as well as the banks involved.

What is the problem of recruiting in this company? b. If you were the consultant, what would you recommend? SECTION _ D (Compulsory) Powermat Inc. has encountered difficulty over the last few years in filling its middle management positions. The company, which manufactures and sells complex machinery is organued into six semi-autonomous manufacturing departments. Top management believes that it is necessary for these departmental managers to know the product lines and the manufacturing process because many managerial decisions must be made at that level. Therefore the company originally recruited employees from within. However, they soon found that employees elevated to the middle-management level often lack the skills necessary to discharge their new duties A decision then was made to recruit from outside, particularly from educational institutes with good industrial management programmes. Through the services of a professional recruiter the company was provided with a pool of well qualified management graduates. Some of them were hired and placed in lower management positions as preparation for advancement to the middle management jobs. They all left the company hoWever within two years of their recruitment. Management reverted to its former policy of promoting employees from within and experienced basically the same results as before. Faced with the imminent retirernent of employees in several key middle management positions, the company decided to call in a consultant who could suggest solutions. In thepast 5 years, Air India passengers faced major flight delays and disruptions to their flight schedules due to strikes over pay and promotion, loss making routes, and expensive plane purchases. Technically this wasn't even a strike. Pilots had reported sick and were 'absent' from work. Mrs. Divya had booked for 17th May from Hyderabad to Chicago (Via Delhr). She was travelling alone with 15 month old baby. She had booked the tickets 7 6no,f.lths in advance to avoid paying a higher fare at the last minute. She called the airline oa lff# May to reassure herself of the departure timings for the next day. She was shocked to hear that the domestic flight from Hyderabad to Delhi was cancelled due to shortage of pilots. The airline did not even bother to notiff her. Air India reassured her that at least the fligtt from Delhi to Chicago was on schedule "as of now". Divya started to panic and booked a flight to Delhi on another airline. hoping to atleast make her Delhi-Chicago connectiorp* d On arrival at Delhi, she saw hundreds'ofstranded passengers mobbing the Air India Counters. Not a single seat in the waiting area was available. After talking to a waiting passenger, Divya realized that he was waiting at pg"airport for the past 2 days after his first flight had been cancelled. No alternative arrangpfuents had been made by the airlines. Other passengers fought to get their checked-in luggage back. The passengers were complaining about the lack of information ",i,*F Divya, on enquiring hhnt her own flight, was informed that it was cancelled. She spoke Calmly to the staff and asked to be accommodated on another Air India or Paftner airline flight. The employee seefnbd*unapologetic and unconcemed and simply stated, "There are no seats available... as of now. I don't know how long You'll have to wait. If you want a refund, you can claim it back in Hyderabad." Divya pleaded for a temporary accommodation for herself and her baby{s employee signed and handed her over a sandwich and coffee voucher instead, saying, thath hll he could do... as of now. Divya, lost her temper like the other passengers and joined the mob of shouting passengers. The Air India emptoyees responded, "what can I do? How am I responsible? It's the pilots who are striking and we're left to deal with this bloody mess. I've been working for the past 16 hours straight". Questions: a. What exactly went wrong? Why did it go wrong? D CASE STUDY - [ Compulsory ] Mr. Valson, office manager (OM), KSW Trading company was wondering as to what could be done to restore the punctuality of the staff in his office. A majority of the staff members were taking time off from the work, on a number of occasions, during the day, which resulted in work remaining incomplete and in the payment of overtime wages for its completion. Initially the OM persuades and warns the staff to be punctual. None of this worked well. Failing in these methods he resorted to punishment of the erring member of the staff. This led to some improvement but not to the expected levels. He also felt that prolonged use of this method, lead to more serious trouble. He therefore thought of ana[y,zng and identifying the root cause of the problem. His own probe revealed that the unauthorized time off was used mainly for personal work like shopping, meeting friends., coffee/tea biads etc., when caught, the general explanation given by the staff member was that he had gone out for a cup of TeaiCoffee. The OM noticed that no canteen facilities were available nearby, so he set up automatic coffee/tea vending machine. But the move did not succeed as the staff complained that Coffee/Tea was not up to the standard. The staff members protested and refused to use the machine. Days passed by, One day it oceurred to the OM that the muster ro11 of the branch did not have any provision of marking the period of the absence during the break. To overcome this he decided to install a time clock with in and out 'for attendance. The staff was advised to use these cards for marking their arrival and departure and the absence periods. The idea was brought to the notice of the labour union. There was resistance initially. The OM convinced the staff regarding the usago. During this period, the services of five staff members were terminated for dishonesty and fraud. The OM paid surprise visits late night and found many disturbing happenings. " The OM$ bfforts in introducing discipline among the staff did not find acceptability by the unions. At this stage, the Regional manager, who is aware of the latest development in the office did not approve the OMs decision. RM suggested OM to get the whole scheme approved from the top management. The meeting of OM with MD/CEO did not find favor either. The OMs effort to convince the management was in vain. Even othet rnanagers, when contacted individually, also did not favour the idea. • 12. SECTION. D CASE STUDY - [Compulsory] Break through in funds transfer : In may 2l04,the curtain was finally lifted on the much discursed real time gross settlement (RTGS) system, which many analysts considered, would revolutionize funds transfer in the Indian banking sector. RTGS is an electronic funds transfer system designed to allow the redl iime settlement of inter bank payments in a fully secure environment. It enables companies to transfer outstanding funds between banks in real time, thus allowing them to settle payments instantaneously and manage their working capital better. It is also expected to save significant amounts of money in interest payments on floating funds lying in banks. The first RTGS transaction took place when standard.chartered Bank(SCB) executed a deal for Hindustan Lever Ltd., (HLL) with state bank of India(SBI) being the receiving bank. The amount transferred to SBI was Rs. 100 million. Several commercial banks in India had been involved in the phased implementation of RTGQ pfeeveral preceding months. Some of the early adopters of RTGS were standard chartered Bank(SCB), state Bank of India(SBI), housing development finance corporation (HDFC) and Saraswat Bank. Industrial Bank was also close to implementing the system. Commenting on the implementatidh 6f RTGS, a senior official at the reserve bank of India (RBI) said, "We have achieved a vbry significant landmark in migrating high value funds transfer from paper - based system to electronic based paper system'. RTGS was the latest in theline of payment delivery systems that have been implemented in the Indian banking sector since the 1990s. Some of the systerms''iihplemented earlier included the electronic clearing service(l995), electronic funds transfer (EFT) facility (1997) and special electronic funds transfer system (2003). Changes in the Indian banking sector in the late 1990s and early 2000s, are expected to create high value for customers as well as the banks involved. 14MBAFM3O1 (10 Marks) (10 Marks) Queq[ip4s: a.
